A practical example
An inquiry arrives at 9:00 a.m., an automated receipt goes out at 9:01 and a person replies at 9:12. The automated response time is one minute; the first human response time is twelve minutes under an elapsed-time definition.
How to use this concept
Choose the response event before setting a target. A workflow acknowledgment, an attempted call, a connected call and a personal reply describe different experiences. Keep each measure labeled so a quick acknowledgment does not obscure the time to useful assistance.
Record the arrival timestamp and response timestamp in a consistent time zone. For business-hours reporting, document the working calendar and the treatment of weekends, holidays and inquiries received after closing.
Review the median and the slower end of the distribution alongside averages. Break down the results by channel and routing path to identify a handoff that needs attention. Staffing capacity helps with planning, while actual timestamps establish the response-time result.
Does a follow-up capacity estimate predict response time?
A capacity estimate calculates how much work fits into allocated hours. Response time depends on when inquiries arrive and when people are available. Use the estimate to plan the workload, then use real event timestamps to evaluate the service experience.
